Really enjoyed digging into Mark Settle’s new white paper on the future of the IT service desk. Mark is one of the few people who has truly seen it all in this space (a seven-time CIO at companies like Okta, IHS Markit, Visa and BMC Software, and someone who’s been operating at the intersection of IT, org design, and enterprise technology for decades). His perspective is both pragmatic and expansive. Three big ideas that stood out to me: 👉 AI isn’t just automating tickets - it enables a proactive service desk, where issues are detected and resolved before they ever hit an employee. 👉 Multi-agent systems can continuously test, emulate, and “shadow” team behavior, creating a kind of digital twin for IT operations. 👉 The biggest ROI isn’t on IT cost savings - it’s on reclaiming lost employee productivity, which traditional metrics struggle to measure but every operator deeply feels. " The goal of such desks is to anticipate and neutralize threats to employee productivity in much the same ways that security teams seek to neutralize cyber threats before internal company operations are jeopardized." 🙏 Thank you Mark for including me in the review process - it was a privilege to contribute (though I felt I was the one actually learning!) At Decibel Partners, we have been big believers in this shift toward proactive, agent-driven ITSM. It’s why we have been working with Matt Peters, Peter Silberman, Mase Issa at Fixify, which have been building directly toward this future: using AI agents to resolve issues autonomously, anticipate incidents, and fundamentally rewire the service desk from reactive → proactive. Zooming out, I think we’re at the beginning of the largest disruption ITSM has seen in decades. Every operational workflow, from request handling to root cause analysis to continuous testing, is being reimagined. The opportunity isn’t really about incremental efficiency but rather a completely different operating model for how IT supports the modern enterprise.
Mark calls out something we hear from IT teams every day. Trying to handle the day-to-day work while also shifting toward prevention is tough. Add the new pressure to support internal AI adoption without growing budgets, and the challenge gets even more real.
