An SLA is not just a number in a document. It is a promise to the business. Response time matters. Resolution time matters. But context matters too. Is the issue blocking one user or a full branch? Is there a workaround? Is the business impact clear? Is escalation needed? Is the user being updated? Is the root cause being reviewed? A strong SLA process is not only about meeting targets. An SLA breach is usually a symptom, not the root problem. The missed target gets attention. The reason behind it deserves even more attention. Was it a process gap? A resource constraint? A dependency issue? A vendor delay? The objective is not simply to report the breach. It's to understand why it happened, implement corrective actions, and improve the service. Sharing a simple view of what typically happens after an SLA is missed. It's whether your client calls YOU when something goes wrong — before they escalate. That level of trust doesn't come from dashboards or SLA reports. It comes from: — Owning problems before they become incidents — Speaking to clients in business language, not IT language — Following through every single time, even when it's inconvenient Zero SLA breaches across 3 consecutive years wasn't a process achievement. Most operational metrics are rear-facing. They tell you the SLA was missed, the filing was late, the customer already churned. Useful for the postmortem, useless for the save. By the time a lagging indicator moves, the damage is done. Leading indicators work the other way around. They track the early signals that reliably precede the failure: the queue building before the deadline, the step that keeps reopening, the approval sitting untouched past its watch threshold. The value is not in knowing sooner for its own sake. It is in having time to act while acting still changes the outcome. That only works if the signal goes somewhere. An orchestrated Flow in Cadenio gives every step an owner, an SLA with an early threshold, an escalation path, and an audit trail. The warning fires before the breach, routes to the person who can fix it, and the action is logged as evidence. Firefighting becomes early, controlled work. One lesson I've learned in service delivery is that resolving an incident and restoring confidence are not always the same thing. A system may be back online. The ticket may be closed. The SLA may even be achieved. Yet stakeholders may still be uncertain. Questions remain. Could it happen again? What caused it? What is being done to prevent a recurrence? Effective service delivery doesn't end when the technology is restored. It continues through clear communication, root cause analysis, agreed improvement actions, and following through on commitments. Because customers remember more than the service being restored. They remember whether their confidence was restored. A ticket was raised. Assigned to Team A. Team A worked on it — reassigned to Team B. Team B worked on it — reassigned to Team C. By the time Team C received it — SLA was already breached. Everyone pointed fingers. Nobody had answers. This keeps happening because most teams only track SLA. Not what's actually holding it up. In our team, we reclaimed over 200 hours a year by shifting from manual processes to automated workflows. With more than 10 years in IT service management as both a Service Desk Lead and an Incident Manager, I can share what truly made a difference for our 13-person service desk, which managed everything from password resets to P1 major incidents: → We prioritized automating repetitive tasks first, such as ticket routing, common resets, and recurring alerts, before addressing anything deemed "strategic." Small wins paved the way for larger improvements. → Each major incident was assigned a single accountable owner rather than a committee. This meant that every P1/P2 incident had one name attached to it, ensuring clear responsibility from start to finish. → We reviewed SLA targets against actual ticket patterns instead of setting them once and forgetting about them. This review alone increased our compliance by 20%. → Customer Satisfaction (CSAT) scores improved naturally as response consistency enhanced, resulting in a 25% increase without chasing surveys. None of these changes required a large transformation program; they simply needed someone willing to address the mundane tasks first.
