If you’re still obsessed with Deflection Rate, you might be popping the champagne while your customers are slamming the door. In my latest blog post at Talkdesk, I break down why traditional CX metrics are failing modern AI, and what we should be tracking instead. The highlights: 👉 The Deflection Illusion: A customer who hangs up in frustration and a customer who gets an answer look identical on an old-school dashboard. Both count as "deflected." One is a win; the other is a fast track to churn. 👉 The Multi-Topic Reality: If an AI agent solves two complex issues but escalates the third, traditional metrics label the entire session a "failure." We’re ignoring the massive value already created. 👉 Analytics as an Afterthought: Measurement isn't a "turn-on" feature; it’s an engineering requirement. Most spend months on the "brain" and only minutes on the reporting. Without building the specific telemetry to capture context, your AI is just spitting out noise that looks like data. Foi um esforço coletivo, exigente e mobilizador, que envolveu toda a comunidade do ISEP, bem como numerosas organizações e instituições, públicas e privadas, e que se traduziu em resultados muito significativos para a nossa instituição. Foi um privilégio partilhar este caminho com pessoas de grande qualidade humana e profissional. A todos estou muito grata. Ao meu sucessor, Roque Brandão, e à sua equipa, desejo as maiores felicidades e os maiores sucessos. Inicio hoje, também, uma nova etapa, agora como Vice-Presidente do Instituto Politécnico do Porto (IPP), com responsabilidade pelas áreas da Investigação e da Cooperação Internacional. Será um privilégio trabalhar com as escolas do IPP, cuja diversidade e complementaridade de competências constituem uma base única para, através da cooperação, oferecer uma formação multidisciplinar de excelência, assente no conhecimento, na criatividade e na inovação. A investigação e o desenvolvimento (I&D) são também dimensões centrais deste desígnio, pois promovem a geração de novo conhecimento e de inovação, com impacto no reforço da capacidade das instituições e da sociedade. After making it to the Top 12 from 200+ global applicants, we've now been officially accepted into VIPE's 6-month acceleration program. Kicking off April 8th at Visa's Madrid office alongside five other startups building the future of fintech infrastructure. What this means for us: direct access to Visa's teams and partner network to accelerate our mission: making AI agents in regulated industries auditable, governable, and trustworthy. As financial services move deeper into agentic AI, the need for a trust and governance layer isn't theoretical anymore. It's operational. And while I'm sharing good news, we have also advanced to the next evaluation phase of the South Summit Madrid 2026 Startup Competition, with Top 100 finalists announced by end of April. Fingers crossed on that one. 🤞 We're excited to get to work. More soon from Madrid.

The assumption is that if machines can write code, fewer humans will be needed. But that has never matched what I see happening around me. Every time technology removes friction, demand expands. When something becomes easier to build, we do not slow down. We imagine more. We attempt more. We raise our expectations. AI is no different. It accelerates output, but it also widens the horizon of what businesses want to achieve. The backlog does not disappear; it grows in ambition. What changes is the nature of the work. Developers spend less time wrestling with repetitive tasks and more time guiding, shaping, and validating the systems that now work alongside them. The real leverage comes from combining human judgment with AI’s speed. It is not about replacing brainpower but multiplying it. I see teams evolving into orchestrators of AI systems, not stepping aside for them. Some people wonder whether there will be a point where human input is no longer needed to sustain growth. I don’t believe that future exists. Growth is driven by human dissatisfaction in the best sense of the word. As long as people continue to want better experiences, better products, and better solutions, there will always be a need for human insight to define what “better” means. AI can optimize, but it cannot decide what is worth striving for. The limit is not the capacity of machines. The limit is our imagination, and we have never been good at staying within boundaries.

We have a grasp of this AI thing. We’re going to execute the hell out of it. 2026 is our year.” Then 2026 hits and the same CEO wakes up most days like: “Wait… what did Anthropic just do? Who started this ‘SaaS is dead’ rumor? Why is my board texting me screenshots of a tweet thread? Is my roadmap still a roadmap, or is it a vibes deck? What’s going to happen to my company… to our category?” Welcome to the new world: where awe and paranoia live side by side every single day!
