Here's what caught my attention: Businesses can now use Teams Phone as their single telephony backbone across BOTH their internal communications AND their contact center operations. No more configuring separate phone systems. No more vendor juggling. One platform, one bill, one point of management. The timing feels intentional. With AI reshaping everything, the old model of disconnected systems is becoming a liability. When a customer calls your support line and needs to be escalated to a subject matter expert in engineering, that handoff should be seamless. The conversation history, context, and intelligence should flow together, not get lost in translation between systems. What really strikes me is how this reflects broader industry trends. The lines between internal and external communications are blurring. Remote work, hybrid teams, customer-centric cultures, they all demand integrated solutions, not point products. Of course, Microsoft isn't alone here. Cisco, Zoom, and others are pushing similar convergence strategies. But Microsoft's ecosystem advantage is hard to ignore. When you're already living in Teams, Office 365, and Azure, extending that investment into your contact center makes logical sense. The early customer feedback mentions a 10%+ reduction in infrastructure management time and consolidated billing. Those aren't earth-shattering numbers, but they represent something bigger, simplified operations in an increasingly complex world. Mastering Customer Communications: Why Cross-Functional Governance is Key to Driving Change Every company wants to keep customers informed—but without the right governance, communications become disjointed, overwhelming, and ineffective. Too many emails. Too many teams sending messages. Too little coordination. Customers don’t care if an email comes from Marketing, CS, or Product. They just want clear, valuable info at the right time that's relevant to them. Affectionately, at Freshworks we call it 'air traffic control' because it requires herding cats to solve for a bigger cross-functional problem. Most companies lack a unified strategy for customer communications. Instead, different teams send messages based on their own priorities: ❌ Marketing wants to drive engagement → Sends webinar invites and thought leadership. ❌ CS wants to drive adoption → Sends onboarding guides and feature tips. ❌ Product wants to drive usage → Sends release notes and announcements. ❌ Sales wants to drive expansion → Sends upsell and cross-sell messages. The result? Customers get bombarded with messages that feel disconnected. How to Build a Strong Governance Model for Customer Communications ✅ Centralize Oversight with a Cross-Functional Team 🔹 Form a Customer Comms Council with teams from Marketing, CS, Product, Sales, RevOps, etc. to prioritize the most meaningful comms at any given moment. 🔹 Set up the basics like a shared calendar to track all customer-facing messages and prevent overload. ✅ Define Communication Tiers & Priorities 🔹 Not every update needs an email. Map messages to the best channels (email, in-product, community, knowledgebase, blog, etc.). 🔹 Set rules for who owns which type of communication (e.g., CS leads onboarding emails, Marketing owns advocacy outreach). 🔹 Set rules for the types of comms for each system from Marketo (promotional), Gainsight (operational), Medallia / Qualtrics (feedback), etc. ✅ Move from Ad-Hoc to Intentional Messaging 🔹 Align customer messages with major milestones in the customer journey. 🔹 Ensure every communication drives action—whether it's a webinar signup, feature adoption, or a renewal decision. ✅ Measure & Optimize 🔹 Track open rates, engagement, and retention impact. 🔹 Identify overlaps & gaps—are customers getting redundant messages? Are critical updates being missed? Governance Enables a State Change in Customer Communications. It shouldn’t be a free-for-all. Governance brings clarity, coordination, and impact. The contact center industry has been talking about agentic AI for two years. What it's been short on is vendors actually delivering it in a way that's integrated, operationally coherent, and built for how businesses run in the real world. RingCentral's expansion of AIR Pro — announced this week at Customer Contact Week Las Vegas — is worth paying attention to, and here's why. The headline is native AI agents embedded directly into RingCX workflows, handling multi-step inbound and outbound interactions across voice and digital channels without requiring a human in the loop. Not layered on. Not bolted on. Native. That distinction matters more than it might sound. The capability I'm most excited about is Autonomous Outreach, the ability to trigger AI-initiated conversations based on real-world events like a missed payment or an appointment reminder. That's the contact center moving from reactive cost center to proactive engagement engine and something I think will deliver real value. Pair that with Intelligent Handoffs that carry full customer context, you know, all the stuff you so often have to repeat over an over again (think: CRM data, prior interactions, recordings, etc.) to a live agent when escalation is needed, and you're eliminating one of the most persistent frustrations in customer experience and one that drives me crazy pretty much weekly. The numbers backing this up aren't soft: RingCX reports the company has has surpassed 1,700 enterprise customers (up 70%+ YoY), with more than half already using AI capabilities. Some customer examples: Sun River Health hit a 95% first-call resolution rate — 25 points above industry standard. The Escape Game cut costs by 50% while growing bookings 7%. The San Diego Symphony reduced hold times by 95%. These are real world customer experiences and the kind of bottom line impact organizations are looking for. What's becoming increasingly clear is that organizations need a unified framework for managing performance, quality, analytics, and governance across both AI agents and human workers, and having that infrastructure native to the platform, rather than assembled from point solutions, is the right approach.
