She understands what it takes to operate an MSP because she has lived it—not as a consultant standing on the sidelines, but in a support role to her late husband, responsible for service delivery, operations and CEO support. Late last year, Trish experienced a devastating and unexpected personal loss of losing her husband who ran the MSP. In the aftermath, she was forced to confront a series of circumstances beyond her control that ultimately made it impossible to continue operating the company. Mike Simmons reacted on thisMike Simmons reacted on thisWhat if the most dangerous customer strategy is one that works? I've been thinking about the recent T-Mobile decision. Beginning July 13, they started moving customers off legacy plans, with some bills increasing by as much as $6 per line. The sticky part is that some affected customers have documentation showing earlier promises that their rates would not increase. But meanwhile, analysts estimate the move could generate roughly $288 million in additional annual revenue and don’t expect a significant increase in churn. From a financial perspective, that sounds like a successful strategy. But I have to wonder if we're measuring the wrong thing. If customers stay because switching is inconvenient, every carrier looks about the same, or because the increase isn't quite painful enough to justify the hassle, have we actually strengthened the relationship? Or have we simply discovered how much trust we can spend before people finally decide to walk away? Most businesses would look at the next quarterly report and see higher revenue and relatively stable retention and would call the initiative a success. But I'm not so sure. Relationships create value long before they create revenue; this includes creating space for the willingness to forgive an occasional mistake. That willingness is an asset, and like any asset, it can be spent. A company looking only at revenue and churn could conclude: - Revenue increased - Most customers stayed - The migration succeeded But a company thinking about customer equity would ask different questions: - Do customers still believe the company’s promises? - Are they now more receptive to a competitor? - Will they recommend the company? - How much tolerance remains for the next mistake? - Did the company create value, or merely discover how much value it could extract before customers left? The danger is that by the time declining trust finally appears as churn or weaker referrals, the relationship equity that once protected the business has already been depleted. The thing to ponder here is that not every profitable decision creates enterprise value. Some simply cash in relationship capital that took years to earn. I'm curious what you think about this. What happens when a company increases shareholder value in the short term by quietly spending customer equity that took years to build?

Great insights below if you're curious what this looks like in CX.Mike Simmons liked thisJevons Paradox has been everywhere in the discourse around AI. Most people are still citing it theoretically, but Zendesk’s data shows it's already playing out in customer service. In 1865, William Stanley Jevons noticed something counterintuitive: when steam engines became more efficient, coal consumption didn't fall, it went up. The reason was that cheaper power enabled more industrial uses, driving higher demand and higher coal consumption. The same dynamic is playing out right now in customer service. We recently looked at a large cohort of Zendesk AI customers, and the pattern was striking. In the majority of cases, higher automation correlated with larger volume growth. At a median automation rate of 41%, total interactions had roughly doubled. This means AI isn't skimming from a fixed pool of work. AI is absorbing demand the business never could have afforded to serve with people alone. AI is a second kind of labor, not just a substitute for humans. Another fascinating finding is what happened to human workload. If AI handles the easy volume, you'd expect it to fall, but it rose. Median agent workload went up 87%. But agent headcount rose only 3.5%. Teams didn't have to hire aggressively through a doubling of demand; they got much more efficient, using Zendesk’s tightly integrated toolchain. This is Jevons Paradox playing out in real time in customer service. The expectation was interaction volume would fall as AI made customer support more efficient. Instead, better service means more reasons to reach out, and total interactions are growing substantially. Automation isn't reducing demand. It's enabling better service, revealing how much businesses can finally provide when cost isn't the constraint.

Most SaaS companies ask you to book a call to talk to sales. It makes sense. A scheduled demo gives reps time to qualify the prospect, understand the problem, and walk through the product. But it also creates a bottleneck. A lot of inbound prospects don’t want to commit to a 30-minute call right away. They just have a quick question and want an answer now. So our sales team tried something different. Instead of forcing everyone into the same path, we give prospects the option to start with a text conversation. Your SDR team can't scale outbound because personalization breaks at volume. Writing custom emails for 200 prospects weekly is humanly impossible. So reps make a choice: send generic blasts that get 2% response rates, or cherry-pick 30 high-value accounts and leave pipeline on the table. Both options lose. The first trains prospects to ignore you. The second caps your growth at however many personalized touches one human can produce daily. The constraint isn't effort. It's that real personalization requires research, context synthesis, and message adaptation for every single prospect. Most teams can't operationalize that at scale, so they default to templates with merge tags and call it "personalized." Prospects see through it immediately.
